Every seller gets complaints. What matters is what happens next. Customers often forgive a mistake that is fixed quickly and fairly, while a dismissive reply turns a small problem into a lasting one.
Stay calm and listen first
Read the whole message before you reply. The customer may be upset, but they usually want the same thing you do: a solution. Do not argue or reply in anger.
Find out the facts
- What exactly is wrong: wrong item, damaged, late, different from the photos?
- When did it arrive, and what did the customer see?
- Can they share a clear photo if the item is damaged?
- What did your listing and order confirmation say?
Say sorry when it is your fault
A plain apology is not weakness. If the mistake was yours, say so and say what you will do. If it was not, explain politely and still try to help.
Offer a fair solution
Depending on the case, this may be a replacement, a repair, a return or an explanation. Offer something specific and say when it will happen. Follow your own return rules, which you should have written down beforehand. See how to write a return and exchange policy.
Know your platform's process
If you sell through a platform, its returns and complaints rules also apply. On Shipify, the Return and Refund Policy explains how returns, exchanges and who pays work.
Learn from it
Record the complaint and the cause. If the same problem appears again, change the listing, packaging or supplier. Complaints that lead to a fix are worth more than silence.
When the complaint is unfair
Some complaints are not justified. Stay polite, keep evidence such as the confirmed order and photos, and follow the platform's dispute process instead of arguing in public.
